What is deflection rate?

Deflection rate is the percentage of customer questions answered by self-service, such as a chatbot, help centre or FAQ, without creating a ticket or reaching a human agent. It estimates how much work automation keeps away from the support team, but it does not by itself prove the customer's problem was solved.

Deflection rate, explained

Deflection is the support team's view of automation: every question handled by a bot or article is one fewer ticket to answer. Deflection rate turns that into a percentage, and it is often used to justify the cost of a chatbot or help centre.

The weakness is in what counts as deflected. Many tools count any conversation that did not become a ticket. That includes customers who got the right answer, but also customers who gave up, went to a competitor, or came back through email the next day. Those are not savings; they are hidden failures.

To make deflection meaningful, pair it with signals of success: repeat contacts on the same topic within a few days, satisfaction ratings on bot conversations, and human review of a sample of deflected chats. If deflection rises while repeat contacts also rise, customers are being blocked rather than helped.

Deflection is also sensitive to the mix of questions. Easy product questions inflate the rate; a small number of failed refund conversations can matter more than hundreds of answered “what are your opening hours” questions.

What is the difference between deflection and resolution?
