Ticket deflection vs resolution: what's the difference?

Ticket deflection means a customer question was handled without reaching a human agent. Resolution means the customer's problem was actually solved. Every resolved self-service conversation is deflected, but not every deflected conversation is resolved: customers who give up or come back later also count as deflected, which is why deflection alone overstates success.

Ticket deflection vs resolution, explained

The two terms are often used interchangeably in chatbot marketing, but they measure different things. Deflection is measured from the business's side: did this reach my team? Resolution is measured from the customer's side: did I get what I needed?

The gap between them is made of silent failures: customers who closed the chat without an answer, who found the answer wrong later, or who contacted you through another channel. Those conversations inflate deflection while creating more work, and sometimes lost customers, down the line.

To measure the difference, pick a repeat-contact window, such as seven days. A deflected conversation followed by another contact about the same issue within that window was not resolved. Add CSAT on bot conversations and a weekly human review of a sample.

When comparing AI support vendors, check which one a headline number refers to and how it is defined. Some count unescalated conversations, others require customer confirmation, and billable “resolutions” may use yet another definition.
